    "abstract" : "Um wettbewerbsfähig zu bleiben, stehen Unternehmen vor der Herausforderung, die Effizienz und Effektivität ihrer Ge-schäftsprozesse kontinuierlich zu verbessern und insbesondere die Zufriedenheit ihrer Kunden zu erhöhen.   Die Kundenzufriedenheit wird zum einen durch die Eigenschaften der Produkte   oder der Dienstleistungen des Unterneh-mens  bestimmt. Darüber  hinaus  spielen  die  Erfahrungen,  die  der  Kunde bei  der  Interaktion  mit  dem  Unternehmen  an allen Kontaktpunkten sammelt, eine entscheidende Rolle.  In der vorliegenden Arbeit wird ein Vorgehensmodell für Projekte zur Geschäftsprozessoptimierung  mit Fokus auf die Kundenzufriedenheit  vorgestellt. In diesem werden  Methoden und  Techniken  des Geschäftsprozessmanagements mit Methoden und Techniken des Kundenkontaktpunkt-Managements verknüpft.",
